AI & Project Delivery

AI support agent vs traditional help desk: an SME decision checklist

Compare answers, ticket routing, system actions and human handoff rather than replace the whole support process with a chat window.

The short answer

A help desk primarily supports tickets, routing and human collaboration. An AI support agent can assist knowledge answers and selected actions. They can coexist; compare issue types, source quality, integrations and human handoff rather than an AI label.

Separate answers from business actions

Explaining a product and changing an order are different tasks. The former needs reliable sources; the latter needs identity checks, business APIs, records and failure handling. Answering a policy does not imply permission to issue refunds or alter accounts.

Combine systems where appropriate

Existing systems can handle deterministic routing, status lookup and ticket assignment. Varied natural-language questions spanning documents may benefit from an agent. Retain working processes and identify the gaps to address. This is planning guidance, not a benchmark of specific products.

Pass context to human support

A request for a human, an out-of-scope issue or repeated failure should transfer to an owner with the necessary summary, completed steps and ticket status. Saying “contact support” without a working handoff leaves customers repeating their issue.

Include ongoing work in the cost comparison

Include subscriptions, model usage, integration, document preparation, quality review and human handling. For low volume and stable rules, a form or existing help desk may suffice. Evaluate automation against the actual complex tasks.

Use the same issues for a bounded pilot

Compare sanitized historical issues using consistent answer, completion and handoff criteria. Begin with drafts or suggestions before evaluating write actions. Conversation count is not resolution rate, and a created ticket is not a resolved issue.

A project checklist

  • Task: Knowledge answer or business action
  • Systems: Existing tickets, customer records and APIs
  • Handoff: Triggers, owner and status feedback

Common questions

Can an agent replace all human support?

Do not assume so. Disputes, missing evidence and judgment calls need an identified human owner.

Must we replace the existing help desk?

No. Evaluate adding answers or summaries through existing interfaces first.

How should a pilot be measured?

Define and record correct answers, actual completion, handoff and failures for comparable issues.

Is model usage the only cost?

No. Establish document maintenance, integration, deployment and human quality review scope.
